Balancing Innovation with Customer Focus in iGaming

In the competitive landscape of iGaming, where operators, suppliers, and stakeholders vie to assert their distinctiveness in the age of artificial intelligence, the relentless pursuit of innovation stands at the forefront. This became evident during the recent iGB L!VE conference, where the focus on innovation loomed large.

At least four sessions specifically featured the term ‘innovation’ in their titles. Additionally, phrases such as ‘the future’, ‘new commercial models’, ‘new financial frontline’, ‘new rules’, ‘transformation’, ‘rewriting’, and ‘reimagining’ peppered discussions, underscoring where much of the industry's effort and imagination are currently channeled.

Yet, this fervor for change can come at a cost. If not managed carefully, it risks alienating the very customers that sustain the iGaming business. Alina Mihaela Popa, chief commercial officer of iGaming content provider ICONIC21, emphasizes the need for the industry to recognize the risks of over-innovation. She argues that keeping the customer at the heart of development is crucial.

Popa calls for a reevaluation of how product differentiation is perceived, especially as the market brims with countless games and platforms. "Operational efficiency, onboarding speed, service quality and cross-functional alignment will become the key differentiator," she asserts.

While the industry is saturated with innovation, Popa advocates for a return to foundational principles. "Conference panels are filled with talks of AI, personalization, gamification and immersive experiences. Providers are always rushing to unveil the next big thing. As the industry matures, I’m making the case for going back to basics."

The challenge now is that, due to advancements in AI, sustaining a product advantage has become increasingly difficult. New features can be quickly replicated, successful mechanics are often imitated, and technology transfer occurs instantaneously. The recently published report, The Power of AI in iGaming, highlights AI's expanding role in various business areas, including integrity, compliance, odds management, and dynamic personalization.

In light of this rapid evolution, Popa points out the importance of speed. "We realized that our most valuable asset was the ability to move from agreement to execution with minimal friction," she notes, stressing the complexity operators face with new markets and compliance demands.

"Operators are facing ever-growing complexity: new markets, mounting compliance requirements and cost pressures. When we partner with operators, we realize their growth now depends on how good the execution is, not how novel we are." The focus has shifted from uniqueness to efficacy—"how quickly can we generate value?"

A decisive point she raises pertains to time-to-revenue, which she describes as “the industry’s most underestimated metric.” Often, commercial success is evaluated through contracts signed or brands launched, but these milestones do not inherently produce value. "Revenue begins only when integrations are complete, compliance is met, products are live and players are engaging," Popa explains. She emphasizes that delays between signing and launching can incur significant costs, advocating that operators and providers should measure go-live speed with the same scrutiny applied to revenue figures.

Operational excellence, as defined by Deloitte, encompasses enhancing customer service, productivity, and sustainable performance. According to Popa, these principles have become intertwined with growth in the modern iGaming landscape.

"We want to make operational excellence and speed central to our USP," she affirms. Popa notes that effective collaboration across departments—commercial, product, compliance, operations, account management, and technology—is essential for success, identifying siloed strategies as growth impediments.

ICONIC21 is taking steps to address this challenge by focusing on minimizing organisational complexity. "Too many businesses focus on more processes as the solution, but these can get bogged down," she remarks. The approach she promotes favors leaner teams and shared objectives over complicated procedures.

Furthermore, the nature of the relationship between operators and providers is shifting. Clients are now demanding more than just technology; they expect strategic partnerships that combine tech capabilities with regulatory insights and operational support.

Popa emphasizes that a collaborative approach focusing on growth objectives rather than isolated deliverables yields the best results. "Flexibility is crucial; our role is to fill the gaps our clients cannot and rapidly adapt to emerging challenges."

The focus must remain on customer-centricity at all levels of the organization. Popa observes that innovation is still essential, yet it should not be the sole defining characteristic of success. "The most successful companies will keep investing in technology, content and product. But innovation alone will not define the next generation of winners," she advises, stressing that the strongest growth will come from the organizations that streamline processes, accelerate execution, and prioritize delivering measurable value to customers throughout all stages of engagement.

As the industry continues to evolve, the key differentiator will be how well companies align their innovation strategies with customer outcomes.
